Propósito del rol

El/La QA Lead es responsable de mantener y evolucionar el sistema de calidad de User Support, identificando áreas de mejora, sus causas raíz y las acciones necesarias para asegurar mejoras reales y sostenibles en la performance del equipo.El modelo de QA se apoya en un sistema de evaluación impulsado por IA, pero la calidad se entiende como un sistema integral que combina herramientas, procesos, personas y toma de decisiones basada en datos.Este rol se enfoca en ownership del sistema, análisis estratégico y alineación cross-funcional, no en la evaluación manual masiva de tickets.

Responsabilidades principales

Quality System Ownership

• Ser owner end-to-end de las scorecards de QA (emails, chats y llamadas)

• Mantener y evolucionar estándares de calidad

• Asegurar consistencia entre canales, idiomas y flujos de soporte

Análisis de Calidad & Mejora Continua

• Identificar áreas de mejora a partir de datos de QA y análisis cualitativo

• Analizar dónde se producen los fallos de calidad y por qué los scores de QA suben o bajan en áreas específicas

• Realizar análisis de causa raíz (root cause analysis) sobre errores recurrentes

Procesos, Implementación y Monitorización

• Diseñar e impulsar mejoras de procesos, incluyendo: qué cambiar, cómo implementarlo, qué métricas usar para medir impacto

• Acompañar la implementación y monitorización de mejoras junto con Ops y Training

• Asegurar seguimiento y ajustes post-implementación

QA Tools, IA y Evaluación de Macros

• Validar de forma continua la calidad del sistema de evaluación con IA

• Detectar desviaciones, sesgos o gaps del modelo de evaluación

• Diseñar y ejecutar auditorías humanas estratégicas (sampling, edge cases)

• Evaluar la calidad y efectividad de macros y respuestas predefinidas, asegurando alineación con estándares de QA

Perfil y habilidades requeridas

Experiencia

• Experiencia en QA, Quality Operations o Customer Support Quality

• Background en entornos de alto volumen y múltiples canales

• Experiencia trabajando con métricas, scorecards y análisis de calidad

• Valorable: experiencia previa con herramientas de QA automatizado o IA

Habilidades clave

• Pensamiento sistémico y analítico

• Alta capacidad para interpretar datos y detectar patrones

• Comunicación clara y estructurada con stakeholders

• Mentalidad de mejora continua y ownership
